  • Service: A means of enabling value co-creation by facilitating outcomes that customers want to achieve, without managing specific costs and risks.
  • Value: The perceived benefits, usefulness, and importance of something. Value is always co-created โ€” both provider and consumer contribute.
  • Utility: The functionality offered by a product or service to meet a particular need. Think: "Fit for purpose".
  • Warranty: Assurance that a product or service will meet agreed requirements. Think: "Fit for use" (available, reliable, secure, etc.).
  • Output: A tangible or intangible deliverable of an activity (e.g., a report, a deployed change).
  • Outcome: A result for a stakeholder enabled by outputs. The end goal achieved (e.g., improved customer satisfaction).
  • Cost: The amount of money spent on a specific activity or resource. Can be removed from consumer (benefit) or imposed (cost).
  • Risk: A possible event that could cause harm, loss, or make it harder to achieve objectives. Can be removed from consumer or imposed.
  • Organisation: A person or group of people that has its own functions, responsibilities, authorities, and relationships to achieve objectives.

The 7 Guiding Principles
Core recommendations for all situations

  • 1. Focus on Value: Everything should link, directly or indirectly, to value for customers and stakeholders.
  • 2. Start Where You Are: Don't start from scratch. Assess what already exists and build on it.
  • 3. Progress Iteratively with Feedback: Work in manageable sections and seek feedback at each stage.
  • 4. Collaborate and Promote Visibility: Work together across boundaries and share information openly.
  • 5. Think and Work Holistically: Consider the service as a whole โ€” all four dimensions and all stakeholders.
  • 6. Keep It Simple and Practical: Use the minimum number of steps. If a practice adds no value, eliminate it.
  • 7. Optimise and Automate: Optimise first, then automate โ€” not the other way around.

  • 4. Value Streams and Processes: The activities, workflows, controls, and procedures that achieve objectives.

  • Input: Opportunity (possibilities to add value) and Demand (customer need/requirements).

  • Governance: The means by which an organisation is directed and controlled to achieve its objectives.

Key Management Practices

  • Incident Management: Minimise negative impact by restoring normal service ASAP. Uses Priority = Impact ร— Urgency.
  • Problem Management: Reduce likelihood and impact of incidents by finding root causes. 3 phases: Problem Identification โ†’ Problem Control โ†’ Error Control.
  • Change Enablement: Maximise successful changes. Types: Standard (pre-authorised), Normal (CAB review), Emergency (urgent).
  • Service Desk: Single point of contact between provider and users. Handles incidents and service requests.
  • Service Request Management: Pre-defined, pre-agreed requests (e.g., password reset, new laptop). Low risk, no special approval.
  • Service Level Management: Sets business-based targets in SLAs and ensures they are met.
  • Monitoring and Event Management: Observe services and respond to events. Events: Informational, Warning, Exception.
  • Knowledge Management: Uses DIKW model (Data โ†’ Information โ†’ Knowledge โ†’ Wisdom).

Service Relationships & Agreements
Providers, consumers, and how they interact

  • Customer: Defines requirements for a service and takes responsibility for outcomes.
  • User: Uses the service day-to-day. May be different from the customer.
  • Sponsor: Authorises budget and costs for the service.
  • SLA (Service Level Agreement): Agreement between provider and customer defining service targets and metrics.
  • OLA (Operational Level Agreement): Agreement between internal teams to support service delivery.
  • UC (Underpinning Contract): Contract between a provider and an external third-party supplier.
